When you hear the word “leadership,” do you think of a particular person?

If you’d been asked that question anytime before the 1900s, chances are you’d think of an accomplished politician or a battle-tested general. These were the people leading society for most of recorded history. Today, you might have someone else in mind.

Since the industrial era, the US has birthed a pantheon of founders who’ve arguably led our society as much as any statesman or president. We put Rockefeller and Ford right next to Lincoln and Jefferson. Think about it; these guys haven’t just changed the US; they’ve changed how the entire world lives and does business.

Founders of successful companies today command even larger amounts of capital and power than JD and Henry. With the rise of social media, they are often thrust to the forefront of their brands and the public, whether they like it or not. Some manage the responsibility better than others.

In my opinion, the best businesses use all that capital, manpower, and name recognition to do more than simply make a profit. By leading with authenticity, inspiring positive action, and influencing their brand’s vision for innovation – they try to make a change.

I wanted to take a minute to reflect on some modern founder-led brands I think are doing a killer job of creating unique, world-changing businesses and company cultures. I also want to discuss the lessons I have learned from them.

Elon Musk – Tesla

When talking about founder-led brands of the 21st century, it’s hard to pass over electric vehicle manufacturer Tesla and its outspoken CEO, Elon Musk. Love him or loathe him, he belongs in any conversation on influential founders.

While Musk isn’t technically the founder of Tesla, he is one hundred percent responsible for the company’s direction over the past decade. I think two of the strongest leadership points for Musk are his focus on branding and innovation.

Tesla created showrooms and charging stations long before his business had the sales to justify the expense. People saw the name Tesla everywhere, got curious about it, and now that’s paying off big time. Tesla today is at the forefront of the EV industry while all the other car companies play catch-up.

Behind the scenes, Tesla was also early to create a vertically-integrated supply chain – giving it almost complete control over its product and logistics. That’s another feature with a hefty upfront price tag but paid off when the pandemic hit. Now the biggest automakers in the world are rushing to copy that model.

Musk arguably even convinced China to deregulate foreign ownership of automotive companies. That’s hard to prove. However, China changed its rules around foreign ownership of EV companies shortly after he refused to enter the country.

Arguably, Tesla today is one of the frontrunners in redefining how traditional companies run. Musk is known to hate bureaucracy and traditional hierarchies. He hires other people to take care of bureaucratic processes for him.

Musk is also known for hiring relatively young, hard-working employees into high-power management positions in the company and letting them prove themselves. That inspires extreme loyalty from his employees from an early age. Musk’s focus on efficiency and rejection of traditional hierarchies has sparked a small revolution in tech companies.

Finally, I respect Musk because he has goals beyond showing year-over-year growth to shareholders. That’s hard to do day in and day out.

Sara Blakely – Spanx

Sara Blakely is an example of a founder with her hands in every part of her business, from product creation to sales. Most importantly, she created an authentic company culture with values she felt the business world lacked.

For those who know her story, Spanx very nearly didn’t happen. Blakely pitched her slimming undergarment to multiple women’s brands run by men. Most told her it would never work.

It might seem silly now, but men used to think they knew women’s fashion better than women. It wasn’t until one executive gave Blakely’s product to his daughters to try out that he agreed to start stocking Spanx. It’s a great example of how businesses can make a lot of money by listening to their customers.

Besides founding a women’s clothing company that sells products women want, Blakely strived to bring “feminine energy” into the workplace. I saw this poignant quote from her in an article:

“Twenty-one years ago when I started Spanx, I ended up in the paper in Atlanta, and I was at a cocktail party and a couple of guys came up to me and they said, ‘Sara, we read about you. Congratulations! We heard you invented something.’ And I said, ‘Yes I did, I’m so excited.’ They said, ‘Business is war,’ and then they pat me on the shoulder and they kind of laughed at each other. I went back home to my apartment that night. I was 29 and I just thought, I’m not going to war. I’m going to do this very differently. I’m going to honor a lot of feminine principles — intuition, empathy, kindness. Just allowing myself to be vulnerable through this process. And of course, a lot of the masculine energy has helped me also — it was a balance. But I wasn’t going to do it by squashing the feminine.”

Blakely worked hard to create a sales-oriented company culture that was purposely welcoming from that point forward. She regularly scheduled “oops meetings” where employees could stand up and say how they messed up and turn it into a funny story. At Spanx, it was okay to make mistakes and learn from them.

Blakely wanted everything about her product to be fun, including the way it was sold. She created a mandatory boot camp for salespeople, which, among other things, requires employees to perform standup comedy. Little things like that resonated with people and made Spanx synonymous with “fun.” Even famous actresses were flashing their Spanx on the red carpet.

The lesson we can all learn from Spanx and Blakely is that fun and positive energy are great marketing tools for any business. Many companies try to push a fun culture publicly without any authentic leadership that genuinely exemplifies that narrative, they won’t have the same effect. Blakely’s story of Spanx is not just a story of the brand but a story of her life and the experiences that shaped her vision and goals.

Jack Dorsey – Block (FKA Square)

While better known for founding Twitter, Jack Dorsey has recently been in the news for his move to solely running payment processing business Block. I admire Dorsey because he radically encourages his teams to think differently about how they work.

Dorsey is known for optimizing ways to stay productive and focused throughout the day. He manages through unconventional tactics like communicating only through voice memos on his phone that he runs through transcription apps. He says this prevents him from being sidetracked by distractions on his computer. I think that kind of mindfulness is necessary now more than ever.

Dorsey tries to bring this level of focus to his interactions with his employees too. I saw a great quote from him in this article discussing computer-less meetings at Block.

“When phones are down and laptops are closed, the team can discuss any issue at hand without distraction. We can actually focus and not just spend an hour together but make that time meaningful — and if that time is 15 minutes, then it’s 15 minutes and then we move on with our lives.”

Besides limiting distractions, Dorsey is known to walk five miles to work daily, theme each day, and create detailed agendas and goals for each team meeting. In his former company, Twitter, the culture was frequently described as a space where employees could speak freely to management about things they wanted to change.

On that subject, Dorsey has been known to push hard for employee control in his companies. Perhaps ironically, he was also quoted saying he wants Twitter to break away from its co-founders’- vision and control, calling founder-led companies “severely limiting.” However, it still seems he has some sort of vision for the world that he wants to bring around via Block.

His business goals are visionary, pushing the boundaries of innovation in the financial world.

Dorsey is a known cryptocurrency enthusiast but had pushback from the Twitter team, including his CFO, about making a crypto-centric product. His move to payments processor, Block, seems to be a bid to follow his passion and exert his vision on the world.

Block has since made headlines for being extremely bullish on cryptocurrencies, while many have expressed doubts. Dorsey even changed the business’s name to Block to better reflect its focus on blockchain and famously purchased $50 million worth of Bitcoin in 2020. All the while, Dorsey has been quietly creating arms of his business in the hopes of improving BTC’s usefulness. That may pay off down the line.

Melanie Perkins – Canva

I identify strongly with Melanie Perkins, co-founder of graphic design SaaS, Canva. Besides being roughly the same age, we both came from nondescript beginnings with no background in entrepreneurship or tech.

Canva is an excellent example of a business created by becoming intimately familiar with a customer problem and executing. Perkins spent years teaching people how to use design platforms like Adobe Creative Suite because they were so complicated. Taking that knowledge, she started a simple product to help customers create high school yearbooks. That expanded into a super app covering every aspect of design.

This super-app has unlocked a way for millions to learn design and produce high-quality content at any skill level. The cost to use Canva is many times lower than anything else on the market.

While Canva is an amazing product, what I like most about Perkins is that she believes business serves a higher purpose than maximizing profits.

When she was suddenly thrust into the limelight with a $40 billion valuation, people were even more impressed by Perkins’ philanthropic goals. She vowed to donate a 30 percent stake in Canva to a charity dedicated to eliminating poverty (about $12 billion). She is also known to regularly fundraise for 25,000 different nonprofits through her app. She doesn’t just inspire people with words, but by actions, she’s actually taking.

Canva is very public about its ethos. I like their values because they are general yet avoid the jargon many companies fall into. They are:

  • To be a force for good and empower others;
  • Pursue excellence;
  • Be a good human;
  • Make complex things simple;
  • Set crazy big goals and make them happen.

Besides revolutionizing how modern businesses design and harness goodwill marketing, Canva was also one of the forerunners of the remote work trend.

Most of Canva’s “Canvanauts” worked from homes worldwide even before the pandemic. Canva showed a lot of tired old businesses that you could still run a successful company without having employees in the office 24/7.

How I Try to Learn From the Best

Finally, I want to talk about what I am trying to contribute to my team and society with my current business, startup acquisition marketplace, MicroAcquire.

As I’ve mentioned, I think it is very much on myself as a founder to set the tone of my business – and that starts with who I hire. When I’m searching for new employees to join the “#Micromafia” I not only look for productive workers, I look for people I genuinely enjoy spending time with. It’s the best feeling in the world to go to meetings where you leave thinking, “That was really fun.”

Besides creating a great team, I’ve tried to address another problem I see again and again at major tech companies: employee burnout. There’s a reason the average tenure of a tech employee is three years.

I love working on startups. It’s like playing a video game for me, and it’s probably why I’m a founder. That said, I know my employees don’t always feel the same way. As CEO, I make sure my team knows I want them to live their lives outside of MicroAcquire.

On the business side of things, I take cues from the best. Like Musk and Dorsey, I want to preemptively create features that I know our customers will love. I knew people wanted an easy way to sell their startups because I wished I’d had one back when I was doing it.

Like Spanx and Tesla, I also strongly believe in the power of innovative branding – and I make sure we spend in areas that will give us significant returns down the line.

For example, we’ve made it easy to get MicroAcquire merchandise online completely free. The extra exposure we get from tech people rocking MicroAcquire t-shirts is more than worth the cost. We also created our own media publication Bootstrappers.com to tell the founder stories we thought major publications had missed. That’s been a huge hit with our customers, who also happen to be founders. These people traditionally have had to spam inboxes and pay for press because they didn’t raise billions in funding.

Finally, like Blakely and Perkins, I also want to actively listen to customer feedback and make sure we create a necessary and desired product. That’s why I make sure we’re constantly engaging with our community both on our website and social media. Many of the features we’ve added are just things we’ve heard mentioned multiple times from customers.

So far, I love the community we’ve created online and in the office. I don’t claim to have the winning formula, but I feel we are making a real difference out there. We’re lucky to live in a world with so many smart people getting their ideas out and making a positive change in the world.

Not so long ago, customers only had a couple of ways to interact with brands. 

If you had an issue with a product or service, you could reach out through the customer service phone number or send an email. Occasionally, sites would introduce dedicated forms on their website that allowed consumers to send support tickets straight to the service desk – but that was it.

The problem with this kind of service was all the waiting. 

Send an email or ticket, and you have no idea when the company is going to get back to you. Customers end up refreshing their inbox all day, waiting for a response. Call the company, and 9 times out of 10, you’ll be placed on hold. You can’t exactly do much when you’re stuck listening to hold music, so customers are gradually getting more frustrated as they wait for a response. 

Fortunately, the evolving digital age has introduced a new solution: live chat.

Transforming Your CX With Live Chat

Live chat is a quick and convenient way for your customers to contact your business and get a response immediately. The result is happier clients, better customer satisfaction scores, and even opportunities for bigger sales. 

More than 41% of customers say they expect to see live chat on a site. 

Even if you don’t have an agent on hand to answer a chat message immediately, you can create an automated system that notifies your customer when someone is available. That means they can go and do other things while they’re waiting for a response. Live chat solutions with bots can even allow your customers to fix problems for themselves. That’s pretty convenient!

Widgets equipped with answers to commonly asked questions can automatically deal with customer queries or help them find solutions to their problems before passing them over to an agent. This means that your customer gets a solution faster, and your agents don’t have as much pressure to deal with. It’s a win-win – as long as you get it right. 

Unfortunately, a lot of companies don’t know how to implement live chat experiences correctly. 

Kayako’s study into 400 customers found that 47% couldn’t remember the last time they’d had a positive experience through a live chat tool.  

How to Upgrade Live Chat CX

The evidence shows that customers love the idea of live chat, but the reality of how businesses implement this technology isn’t always ideal. 

However, since 86% of customers say they’re willing to spend more on a better customer experience, it’s worth figuring out what separates a good live chat interaction from a bad one. 

1. Set Expectations Instantly

Setting the right expectations is crucial if you want to generate better satisfaction for your customers at a later date. When customers know what to expect from your live chat strategy, they can also make more informed decisions about which support channels they’re going to use, and whether they want to hang around for someone to answer their messages. 

The first thing you should do is showcase your agent’s availability. In this example from Help Scout, you can see whether the team is active, online, and ready to talk. The company also sets expectations for how quickly you can get an email response if you don’t want to chat.

Other ways to set expectations include:

  • Showing your opening hours: List when team members are usually available to answer questions if you’re not currently online. 
  • Topics: Offer your customers some topics that they can ask about or use the welcome message on your chat tool to direct your customers to an FAQ page. 
  • Restrictions: If there’s anything you can’t deal with over live chat, like changing a customer’s password, let them know in advance so they don’t waste time.

2. Leverage Pre-Chat Forms

Pre-chat forms are some of the most important parts of the live chat experience. They ask your customer to explain their issue to your chatbot so that they can be directed towards the right agent. Using these forms correctly ensures that your agent has all the information they need to solve a problem fast. 

You can even set up automated systems that direct customers to different agents and teams based on their needs. For instance, the live chat app on Outgrow.co gives customers the option to fill out different forms depending on whether they want answers to a question, a demo, or something else.

The button you click on dictates which professional you’ll get through to. Although filling out a form can seem like an extra friction point for your customer at first, it helps to streamline the customer journey. After all, if you can direct the customer to the right agent the first time, there are fewer chances that they’ll need to explain their issue to various different people. 

Here are a few things you can ask for in the live chat form to make it more effective:

  • The customer’s name: This will help to personalize the conversation. It could also be an opportunity to track down any background information you have about an existing customer and the orders that they may want to speak to you about.
  • An email address: Having an email address will allow you to bring up a customer’s record on your CRM. It also means that you can send any information that the customer needs to their email inbox at the end of the conversation.
  • A brief explanation: Ask your customers to share what they’re reaching out to you about and use keywords in their message to assign the chat to the right agent or professional. You could even add a drop-down menu of topics for them to choose from. 

Remember, don’t ask for too much information straight away, or you’ll risk your clients feeling that the service experience is too complicated. 

3. Make Sure It Works Everywhere

We’ve reached the point now where every customer expects a brand’s website to be responsive on any device. Most web-building templates automatically work on mobile tablets and smartphones. Additionally, it’s becoming increasingly easy for companies to transform their website and online store experiences into dedicated apps too. 

However, while most businesses know that their site needs to be responsive, they often forget about the mobile element when it comes to live chat. If your live chat function is only available on the web browser version of your website, then this is going to end up making your mobile customers pretty unhappy. They don’t want to have to stop browsing on their phone just to connect with you. 

Ideally, you’ll want to create a separate component for your mobile app where your customers can easily access the same live chat functions they’d have on your browser-based site.

If you’re just offering live chat through a mobile version of your website, make sure that it’s easy for your customer to click into the chat section and send messages without accidentally ending up on a different tab or page. It might also be worth setting up functions that allow your chat app to send push notifications to your customer’s phone whenever they get a new message. 

Being able to put their smartphone down or switch to another app while they wait for a response will provide a much more intuitive experience for your audience. 

4. Make Sure You Support All the Right Languages

You’d think that this CX tip for live chat would be obvious, but it’s shocking how many companies fail to offer support for all the languages that their customers might use. If you’re selling your products throughout the world, and you know you have customers in China, then it doesn’t make much sense to only offer live chat in English. 

Some of the available live chat apps on the market today come with features that allow you to automatically translate languages when your agents are talking to foreign customers. For instance, LiveChat currently supports 45 languages

If you’re creating your own chat app from scratch, then you’re going to need to work with your developer or designer to make sure that the right languages are supported. Remember, you don’t have to cover everything, but at least make sure that you can connect with the most common groups of customers in your CRM. 

Ensure that if you are using multiple languages, your customers know how to switch to their preferred option too. Usually, the best way to do this is with a drop-down menu. You could also use little flag icons of the countries that you support. 

5. Find Ways to Reduce First Response Time

Speed is probably one of the biggest advantages of live chat, and the main reason that customers like it so much. According to the CMO council, fast response time is the number one thing that a customer looks at when measuring satisfaction. 

While you might not be able to have someone on-hand to answer your customers 24/7, you can improve the way they perceive your load times in a variety of ways. For instance, start by making it clear when your people are online to talk to your customers. Setting expectations on when you’ll be available to immediately respond should help to avoid frustration.

  • Keep all chats in the same place for agents: Having a combined contact center solution on the back-end makes responding to queries much easier for your agents. If they can see all of your brand’s live chat, social, and email conversations in one place, they don’t have to waste time jumping between different platforms and tabs. 
  • Set routing queues: Use an automated system to send every message you get to the most appropriate agent available. You can intelligently route conversations based on the issues that your customers have or the things they want to discuss. It’s also worth ensuring that your system prioritizes routing conversations to the first agent available. 
  • Send notifications: Make sure that you set your live chat system up to send push notifications to agents when a new message is waiting. It’s also with notifying your customer when they have a response, just in case they’ve switched to another tab. 

The notifications you send to your agents could come with access to a customer’s CRM file, so that your agent can go into a conversation with the context they need. Agents that instantly get context on a conversation don’t have to waste as much time tracking down the right information. Giving your agents context also means that they don’t have to ask repetitive questions, which could annoy your customer. 

6. Make the Chat Experience On-Brand

Every company wants to give their customer a slick experience with live chat. The solution you build needs to be easy to use, and responsive across every device. However, it also needs to be something that your customer associates with your brand. 

Companies generally have a lot of options for how a live chat window can look. You can adjust the appearance to suit your brand by picking specific colors, tweaking button shapes, and even changing the available fonts. 

Working the visual elements of your brand into the design of the live chat experience is the best way to make your customers feel comfortable and confident that they’re dealing with your company. For instance, Hubspot uses matching colors, rounded edges on chat bubbles, and even a fun illustration to make their chat experience more “branded.”

Remember, when you’re creating a Live Chat experience that’s “on brand”, it’s also a good idea to think about things like voice and tone. Infusing live chat with the unique personality of your brand will make the experience more memorable. 

If you usually stick with informal language and use a lot of slang, then it makes sense to continue that in live chat – even when you’re sending automated messages. To make sure your brand identity really shines through:

  • Write scripts for your automated messages in your brand’s tone of voice
  • Write guidance scripts for employees that highlight your tone for agents
  • Provide training on brand tone of voice for your support team
  • Encourage support agents to connect with customers on a personal level
  • Remember to set guidelines on how to use things like gifs, slang, and emojis too!

7. Make a Checklist For Security and Tech Issues

One of the most significant things that will affect the experience your customer has with your live chat service, is technical and security issues. Choose the right developer or designer to help with your app, and the risk of problems dwindle. You can also address the issue of having to constantly maintain, check, and update your live chat experience by using a pre-existing solution, like Intercom.

No matter how you choose to approach live chat, these are the things you’ll need to check for most:

  • Page load times: Page load times are crucial for user experience and SEO, so you should be taking them seriously already. Check your web chat software isn’t dragging down the performance of your page or causing unnecessary problems.
  • Cross-channel conversations: If your website has various subdomains, make sure that moving through these in chat won’t mean you lose the session. Customers don’t want to have to repeat themselves!
  • Functionality with browsers: Your chat app needs to work just as well on every browser and operating system – including mobile devices. 
  • Data management: Under things like GDPR, you need to ensure that you’re controlling user information safely. Ensure you have a DPA in place, and make sure that your web channel doesn’t affect any PCI-DSS compliance systems you have in place. Your chat solution may need to automatically mask credit card information, for instance.

Time to Enhance Your Live Chat Strategy

Ultimately, whether you like it or not, your customers love live chat technology, and they’re not going to stop looking for it on your website. Today’s consumers expect you to serve their interests by delivering customer support on the channels that they choose. Unfortunately, most companies just aren’t living up to expectations.

Following the tips above could help you to transform the way that you interact with your clients and improve your chances of better satisfaction overall.

With the widespread acceptance of web standards, and the resulting deprecation of browser prefixes, there has been a noticeable change in the browser market. Where once browser manufacturers would try to lure users in with promises of feature support, now the focus is on privacy, speed, and developer tools.

When it comes to web development, you should really be testing on every browser and device you can lay your hands on; you’re probably already doing so using an app like LambdaTest, or BrowserStack.

When quality assurance testing, you probably work by market share: starting with Safari on mobile, Chrome on desktop, and working your way down to Opera and (if you’re a glutton for punishment) Yandax; naturally, when testing, it’s the largest number of users that concerns us the most.

3. Polypane

Polypane is one of the new generation of web browsers that are firmly intended as development aids rather than browsers. Polypane allows you to compare different viewports and platforms by placing them side by side. Interactions like scrolling are synced.

Polypane takes a step further than many browser apps in this class by showing social media previews. It even has a suite of accessibility tools, including some handy color blindness simulators.

Polypane has a 14-day free trial, and plans start at $8/month.

4. Blisk

Blisk is another browser for developers that allows you to line up a collection of viewports in a single app. URL and scrolling are synced, making testing interactions and animations effortless.

Blisk is awesome fun to play with and delivers a great preview of a responsive design. But be warned, synced viewports can be addictive, and it’s easy to line up browsers and become hypnotized by the synchronized movement; you’ll need a very large screen to get the most out of Blisk.

Blisk plans start at $9.99/month.

5. Sizzy

Sizzy is another app that allows you to view multiple viewports at once. It also has synchronized interactions, and like many competing apps, Sizzy allows you to screenshot different views.

Sizzy also includes a very clever synchronized inspect tool, so you can focus on individual elements across different viewports. It’s an excellent option for debugging, particularly if you’re digging into someone else’s code.

Sizzy has a 14-day free trial, and paid plans start at $7.15/month.

6. Brave

Brave is a privacy-focused browser that runs up to three times faster than Chrome. If you’re someone who balks at rendering speeds on most sites, Brave could be for you.

Brave’s main benefit for developers is that it supports Chrome extensions while maintaining privacy — it can even access the Web using Tor if simple privacy mode isn’t enough for you. There are hundreds of useful Chrome extensions, and if you avoid Chrome due to privacy concerns, then Brave solves your problem.

Brave is also pioneering a new system for monetizing site revenue, allowing viewers to tip sites, and soon, to control how advertising revenue is distributed.

7. Chrome

Boring it may be, but Chrome is still the world’s most popular browser from the US to mainland China. Where once sites were “best viewed in IE,” Chrome is now the Web’s default.

No matter the site you’re designing, it has to work well in Chrome, and no simulator is as good as the real thing.

In addition to being the benchmark for page rendering, Chrome developer tools are the simplest way to access your Lighthouse scores, which helps you track down issues that may be holding you back in Google’s search results.

This of course is a bit like what investors refers to as « China math », but GitHub has 65 million registered user accounts, most of whom we must assume are developers one way or another. If you intelligently structure your organisation around GitHub, there is literally nothing preventing you from using every single one of these developers as your own company’s resource, making you a million times more productive than mega corporations such as Amazon, Facebook, and Microsoft – For a millionth of the cost these mega corporations are paying. But first let’s illustrate the problem, such that the solution becomes clear …

The problem

In one of my previous jobs somebody had cloned an open source git repository, then added its code to our own private corporate cloud’s git repositories, for then to start modifying the thing (the horror!) 2 years later it took one of my developers 6 weeks to update the thing to use the latest version as created by its main developer on GitHub, trying to keep as many of our own customisations as possible in the process. Needless to say, but I was furious about the original decision, due to having responsibilities for code quality at this company.

As the Stack Overflow Developer Survey 2018 and GitLab’s 2018 Global Developer are making headlines on the web, developers from around the globe are getting a better view of the various trends and practices in software development. Although these reports are informative, they do not accurately reflect the current state of software development within Mainland China.

In response to this information gap, the Alibaba Cloud Developer Community published its very own annual China Developer Survey Report in December 2017. This study featured over 7,000 developers across China and from various industries answering 118 questions. Through the survey, developers shared their perceptions on several topics, including development environment, development language, programming environment, database, integration management tools, and API capacity preference. They also communicated their understanding and practices in multiple technical fields such as web development, front-end development, cloud computing, big data, artificial intelligence, blockchain, and security.
